Your Product is Ready but Your Customer Isn’t: How Design Transformed Business @ Ford

In today’s automotive landscape, we often build tomorrow’s tech for today’s drivers - at Ford, this created friction in the least expected place: safety and security features. Our product team built features like collision prevention, stolen vehicle tracking, cabin occupant detection, etc., assuming their value would be self-evident to customers. But in user testing, we encountered resistance - not because the tech was flawed, but because the experience was unfamiliar, unsettling, and poorly explained. Despite the obvious value, customers didn’t trust what they didn’t understand, resulting in low adoption and stalled rollouts. This is where the design team stepped in to become the connective tissue between customer emotion and product advancement.

Our “secret ingredient” was to leverage principles of narrative design: an emotionally intelligent onboarding system rooted in behavioural psychology and contextual UX writing. Instead of relying on technical explanations, we used storytelling, progressive disclosure, recommended defaults, and gentle nudges to help drivers build trust over time. This method didn’t just improve engagement - it lifted adoption rates by over 40%, salvaged a stalled product, and secured critical leadership buy-in to launch what became the Ford Security Package: a subscription product that has far exceeded revenue projections and is now slated to be developed for not only retail but fleet customers as well. It also changed how design was seen internally at Ford - not as a service layer, but as a strategic driver. In contrast to engineering-first rollouts like Tesla’s FSD, our success came from making space to bring customers along for the journey as we evolved the product. When wielded well, design doesn’t just make new technology understandable - it expands the total addressable market, accelerates adoption, and turns trust into tangible business growth.
